Abstract
물류와 공급사슬망은 화물이 국경없이 전 세계로 연결되어 국제무역을 촉진하는 역할을 한다. 이러한 물류 및 공급사슬망에서 포워더 또는 국제화물 주선업자들은 공급자에서 최종 소비자애게로 화물의 원활한 납품 및 인수 흐름을 보장하기 위한 연결고리로서 중요한 역할을 한다. 그러나 시장과 산업의 융복합을 촉진하는 4차 산업기술의 발전으로 인해 포워더의 중개자 역할이 위협받고 있으며, 공급사슬망의 물류 기능의 통합이 촉진되고 있는 실정이다. 본 연구는 물류 및 공급사슬망에서의 포워더의 역할에 주목하면서 포워더의 경쟁력 향상을 위한 해상운송업자와 화주와의 연계 필요성에 대해 고찰하고자 한다. 포워더의 서비스 품질을 향상시키고 궁극적으로 조직성과를 증진시키기 위한 해운선사와의 파트너쉽과 화주와의 고객관계관리의 관련성을 검증하기 위한 연구모형을 설정하고자 하였다. 그리고 포워더의 서비스는 인적자원의 역량에 의해 결정되므로, 보유 인적자원 역량이 이러한 선사 및 화주와의 관계에 미치는 영향을 분석하도록 한다. 포워더의 서비스 품질 향상은 고객 만족도, 고객 유지율, 회사 평판, 매출 성장 등과 같은 조직 성과에 기여하게 될 것이다.

본 연구는 종합적인 문헌 연구를 통해 포워더의 고객관계관리(CRM)가 서비스 품질에 영향을 미치는 기여 요인으로 가정하였다. NVOCC(non-vessel operating common carrier)인 포워더들이 자신의 선박이나 항공기를 보유하고 있지 않아기 때문에, 고객이 가장 중요한 자산이라 할 수 있다. 포워딩업체가 고객 만족을 보장함으로써 고객 기반을 구축, 유지 또는 확장할 수 있다면 포워딩업체는 궁극적으로 서비스 경쟁력을 확보할 수 잇게 되는 것이다. 그러므로, 본 연구에서는 포워더의 서비스 품질에 영향을 미치는 주요 요인으로 고객관계관리를 설정하였다. 그리고 고객관계관리의 하위차원을 Tse etc.(2005)의 연구를 바탕으로 핵심 고객에 초첨, 고객관계관리 조직, 기술 기반 고객관계관리, 지식 관리 그리고 혜택의 상호작용 5가지로 설정하였다.

물류 및 공급사슬망의 중개자로서 포워더는 효과적이고 효율적인 서비스를 보장하기 위해 갑작스러운 수요와 공급의 변화를 대처하고, 장기적인 시장 전환에 따라 생긴 변수에 적응하고, 공급사슬망 조직과의 상호이익을 중시하여야 한다. 포워딩업체들 매일매일 긴급한 상황을 대처하기 위해 물류 체인의 모든 구성원들이 정보를 공유하여 시장 동향을 파악하고 이에 따라 고객의 요구를 신속하게 충족할 수 있도록 시장 정보에 동등하게 접속할 수 있도록 하여야 한다. 특히 비즈니스 파트너 간의 원활한 협의와 조정은 자신의 이익을 최대화하면서 공급사슬망 전체의 경쟁력을 향상시키는데 도움이 될 것이다. 본 연구는 포워더가 공급사슬망내에서 이러한 역할을 수행하면서 선사와의 파트너쉽을 강화하기 위한 방안으로 Agility(민첩성), Adaptability (적응성) 그리고 Alignment(동조성)을 제시하고, 이러한 Triple A공급사슬이 선사와의 연계 협력을 통해 포워더의 서비스 품질을 향상시키게 될 것으로 보았다.

한편, 마이클포터의 가치사슬모형에서 인적자원은 한 회사에 직접적으로 가치를 창출하는 본원적 활동 즉, 구매, 제조, 물류, 판매, 서비스 등의 활동이 가능하도록 지원하는 지원활동 중에의 하나로 제시하였다. 본 연구는 이러한 맥락에서 포워딩업체의 서비스 품질을 높이는 데 있어서 고객관계관리와 Triple A공급사슬이 미치는 영향에 대한 포워더의 인적자원역량의 지원 역할을 분석하고자 하였다. 즉, 본 연구에서는 포워더의 고객관계관리와 Triple A공급사슬이 서비스 품질에 미치는 영향에 대한 인적자원 역량의 조절효과를 검정하고자 하였다. 고객관계관리와 Triple A공급사슬이 서비스 품질에 미치는 영향을 인적자원 역량이 어떻게 보완할 수 있는지를 알아보기 위란 적절한 조절변수라고 할 수 있을 것이다.

위와 같이 변수들간의 인과관계를 바탕으로 본 연구는 다음과 같은 6가지 가설을 설계하였다. 1) 고객관계관리(CRM)는 포워딩업체의 서비스 품질에 긍정적인 영향을 미친다. 2) Triple A공급사슬은 포워딩업체의 서비스 품질에 긍정적인 영향을 미친다. 3) 서비스 품질은 포워딩업체의 재무 성과에 긍정적 영향을 미친다. 4) 서비스 품질은 포워딩업체의 비재무적 성과에 긍정적 영향을 미친다. 5) 고객관계관리의 각 차원이 포워딩업체의 서비스 품질에 미치는 영향은 인적자원역량에 의해 달라질 것이다. 6) Triple A공급사슬의 각 차원이 포워딩업체의 서비스 품질에 미치는 영향의 인적자원역량에 의해 달라질 것이다.

가설 검증을 위해 국내 포워딩업체에 61개 항목으로 구성된 설문조사를 실시하여 총 208개의 응답을 수집하였다. Smart Pls 프로그램을 사용하여 본 연구의 구조방정식 모델(Structural Equation Modeling, SEM)을 분석하였다. SEM은 변수와 잠재 지표 간의 구조적 상관 관계를 측정하는 기능으로 인해 마케팅 연구에서 2세대 다변수 데이터 분석 방법으로 많이 사용되었다. 최근 몇 년 동안 PLS는 관찰할 수 없고 측정하기 어려운 잠재 변수를 처리할 수 있는 강점과 유연성으로 인해 CBSEM보다 더 선호되고 있다. 게다가 PLS(Partial Least Square)를 실행하는 프로그램 중 Smart PLS는 사용자 친화적인 인터페이스로 인기를 얻고 있다.

본 연구의 구조방정식 모델의 구성타당도와 신뢰도를 검증하기 위해 Smart PLS 프로그램을 실행하였다. 분석 결과, 고객관계관리의 5개 하위요인, Triple A 공급사슬의 3개 요인, 서비스 품질, 그리고 재무적 및 비재무적 성과의 신뢰도와 타당도가 통계적으로 유의한 것으로 검증되었다.

그리고 구조방정식 모텔의 Smart PLS를 통한 가설검증 결과, 고객관계관리와 Triple A 공급사슬의 하위 요인별 서비스품질에 대한 영향은 핵심 고객에 초첨, Agility(민첩성), Adaptability(적응성)의 3개 요인이 통계적으로 유의한 영향을 미치며, 서비스품질은 재무적 및 비재무적 성과에 유의한 영향을 미치는 것으로 나타났다. 고객관계관리 조직, 기술 기반 고객관계관리, 지식 관리, 혜택의 상호작용 그리고 Alignment(동조성)은 서비스 품질에 통계적으로 유의한 영향을 미치지 않는 것으로 나타났다.

하지만 통계적으로 유의하지 않더라도 고객관계관리 및 Triple A 공급사슬의 각 하위 요인들이 서비스 품질에 미치는 영향을 무시해서는 안 된다. 가장 통계적 유의성이 낮은 경로라도 종속변수에 미치는 영향에 기여할 수 잇게 된다. 고객관계관리와 Triple A 공급사슬의 모든 하위 차원을 단일 변수로 고려할 경우 서비스 품질에 통계적으로 유의한 영향이 있는지를 고찰하기 위하여 추가 분석을 수행되었다. 고객관계관리의 5개 하위 요인들을 그룹화하고 그 평균값을 사용하여 고객관계관리 단일 변수로 설정하고, Triple A 3개 요인을 그룹화하여 Triple A 공급사슬을 단일변수를 설정하여 구성 타당도 및 신뢰성을 검증하고, 이들 변수가 서비스품질에 미치는 영향에 대한 가설을 검정하였다. 검증 결과, 고객관계관리와 Triple A 공급사슬은 모두 유의도 .001에서 서비스 품질에 긍정적인 영향을 미치는 것으로 입증되었다. 아울러NFI 값도 0.781에서 0.840으로 증가됨으로 고객관계관리와 세가지 A 공급사슬의 모든 하위 차원이 두 개의 단일 변수로 고려될 때는 더 나은 모델 적합도를 얻을 수 있다는 결과를 얻었다.

또한 Smart Pls 프로그램을 이용하여 고객관계관리 및 Triple A 공급사슬이 서비스품질에 미치는 영향에 대한 인적자원역량의 조절효과를 분석하였다. 고객관계관리와 인적자원역량의 서비스품질에 대한 상호작용 효과는 고객관계관리 조직과 고객관계관리의 지식관리 하위요인에서 통계적으로 유의한 상호작용을 하는 것으로 나타났다. 즉, 포워딩업체들이 고개관계관리 조직을 구축하여 고객관계관리 지향하고 고객에 대한 정보와 지식을 획득, 일반화 및 보급하는 효과적인 방법을 운용하는데 유능한 인적자원의 역량을 활용하게 된다면 서비스품질은 매우 높게 향상되게 된다.

그러나 인적자원 역량은 Triple A공급사슬의 3가지 하위요인이 서비스 품질에 미치는 영향에 있어서는 조절 효과가 없는 것으로 나타났다. Triple A공급사슬은 포워더의 서비스 품질 향상에 기여하지만, 이는 선사와의 정보 공유, 조정 및 파트너십과 같은 요인에 크게 의존하므로, 물류네트워크에서 비즈니스 파트너의 역량과 상호관계에 크게 영향을 받는다., 따라서 공급사슬망의 중개자로서 포워더의 서비스품질은 외부 네트워크의 비즈니스 파트너쉽에의 의존도가 높기 때문에 조직 내의 직원 역량만으로 서비스 품질 향상을 위한 Triple A 공급사슬을 촉진하는데는 한계가 있는 것으로 해석된다.

본 연구의 가설 검증 결과, 고객관계관리 및 Triple A 공급사슬은 포워딩 업체의 서비스 품질을 향상시키는데 긍정적인 영향을 미치는 것으로 나타났다. 특히 고객관계관리의 5가지 차원 중 핵심 고객에 대한 초점은 특히 중요한 역할을 하고 있으며, 고객관계관리 조직과 지식 관리가 서비스 품질에 미치는 긍정적인 영향은 인적자원역량에 의해 강화될 수 있는 것으로 밝혀 되었다. 한편 Triple A 공급사슬의 경우 Agility(민첩성), Adaptability(적응성)dl 서비스픔질에 긍정적인 영향을 미치는 것으로 나타났다. 그러나 인적자원 역량은 서비스 품질에 대한 triple A 공급사슬의 긍정적 영향을 강화하는 데 있어서 어떠한 조절 효과도 나타나지 않았다.

본 연구는 실증적으로 볼 때, 향후에 포워딩업체들은 회사 목표, 자원 분배, 운영 및 관리 과정을 고객 중심으로 지향하여야 한다는 것을 제시하고 있다. 특히, 포워더의 직원들은 마케팅 및 영업의 최적의 결과를 얻기 위해 지식 관리를 활용하여 고객의 요구와 특성에 맞추어 전문성을 가질 수 있도록 육성하여야 할 것이다. 또한 포워딩업체들은 급격한 수요 및 공급의 변화에 발빠르게 대처할 수 있어야 할 뿐만 아니라, 시장 변화에 적응하면서 진부화된 서비스의 위험에 처하지 않도록 노력하여야 한다. Agility(민첩성)와 Adaptability(적응성)을 향상할 수 있도록 즉각적인 데이터 수집 및 공유를 통해 시장 변화를 예측하여 신속하게 대응하며 변화에 선제적으로 대응할 수 있도록 하여야 할 것이다.

요약하면, 포워딩업체들은 고객관계관리와 Triple A 공급사슬의 하위 요인들의 실행에 집중하여 포워더의 서비스품질을 향상시키고 긍극적으로는 조직의 재무적 및 비재무적 성과를 증진시켜 나가야 하며, 이러한 고객관계관리의 주체가 되는 인적자원의 역량도 강화시켜야 할 것이다

Logistic and supply chain pipeline have made the global trade feasible and to a larger extent, creates a borderless world for goods to travel around the globe. In such a logistics pipeline and supply chain network, freight forwarder has been playing an integral part for connecting the linkages in between to ensure the smooth flow of cargos from suppliers to final consumers. However, with the advent of technology advancement which could foresee the convergence of markets and industries, the intermediary role of freight forwarder was said to be on the verge of diminishing while the integration of logistics functions in logistics and supply chain has been greatly promoted. In view of this, this study by focusing on the roles of freight forwarder in logistics and supply chain, intends to study the necessity of bridging freight forwarders and shippers in order to improve the competitiveness of freight forwarders. Particularly, we try to establish a research model to improve the service quality of freight forwarding companies by verifying the relationship between Customer Relationship Management (CRM) with shippers and the partnerships with other business partners in logistics or supply chain such as shipping companies. On top of that, as the service quality of freight forwarders is highly dependent on the capabilities of human resources, we intended to examine the impact of the competencies of the human resources possessed by an organization on the relationships with shipper and other business partners in logistics or supply chain such as shipping companies. Accordingly, the enhanced service quality is expected to augment the organizational performance of freight forwarding companies such as customer satisfaction, customer retention, company reputation, sales growth and more of the like.

First of all, building on the comprehensive literature background, the Customer Relationship Management (CRM) of freight forwarders was hypothesized as the contributing factor to the service quality of freight forwarding industry. CRM has indeed long-standing history in literature. Due to the characteristic of freight forwarder being NVOCC, customer has been deemed the most important asset. If a freight forwarding company is able to build, retain or even expand its customer base by promising customer satisfaction, then the freight forwarding company will be another step closer to ultimate success. Hence, CRM was being proposed as the main contributing factor to service quality of freight forwarders in this research. To further illustrate, based on the research by Tse, et al. (2005), this study had proposed CRM with five dimensions, namely key customer focus, CRM organization, technology-based CRM, knowledge management and benefit interaction.
Freight forwarders, as the middleman of logistics and supply chain pipeline, were necessitated to adjust to the sudden shocks in demand and supply; adapt to the market shifts; as well as align to each other’s interests to assure effective and efficient services. More often than not, freight forwarders are working with urgencies. Consequently, it is fundamental for everyone in the chain to get equal access to market information so that they would be able to catch market trends via information shared and adjust accordingly to satisfy customers’ needs promptly. Meanwhile, good alignment among business partners would ensure everyone is optimizing final outcome of the supply chain while maximizing own profits. Thus, shading wisdom from Triple-A supply chain, this study had proposed that agility, adaptability and alignment also appear to be among the three vital elements to enhance the service quality of freight forwarders.

As evidently known in the value chain by Michael Porter, human resource is fundamental supporting asset to the primary activities of an organization such as inbound logistics, operations, outbound logistics and the like. Thus, human resource competency was proposed as the moderator in this study in order to know the influence of this supporting role on CRM and Triple-A supply chain in heightening service quality of freight forwarding companies. Specifically, the moderating effect of human resource competency, as in strengthening or weakening the relationship between both CRM to service quality; as well as between Triple-A supply chain and service quality, was examined in this study. To put into simple word, the proper moderator is presumed to be important to understand how the influence of independent variable to dependent variable can be further complemented.

Building on aforementioned, this research had come to propose six main hypotheses: 1) Customer Relationship Management (CRM) has positive effect to service quality of a freight forwarding company; 2) Triple-A supply chain has positive effect to service quality of a freight forwarding company; 3) Service quality will affect the financial performance of a freight forwarding company; 4) Service quality will affect the financial performance of a freight forwarding company; 5) The significance of the impact of each of the dimensions of CRM on service quality of a freight forwarding company depends on the human resource competency; 6) The significance of the impact of each dimensions of Triple-A supply chain on service quality of a freight forwarding company depends on the human resource competency.

To serve this research purpose, a questionnaire survey consists of together 61 items was distributed to the freight forwarding companies in Korea and a total of 208 responses were collected. Smart PLS was then chosen as the analysis program for the Structural Equation Modelling (SEM) of this research. SEM is more than often being used as a second-generation multivariate data analysis method in marketing research for its capability to measure the structural correlation between variables and latent indicators. Over the recent years, PLS is getting more preferred over CBSEM owing to its strength and flexibility to tackle unobservable, hard-to-measure latent variables. On top of that, among those programs to run Partial Least Square (PLS), SmartPLS is gaining its popularity for its user-friendly interface.

In this research, SmartPLS was first run to test for the construct validity as well as reliability of the SEM model. As a result of the analysis, the reliability and validity of the five sub-dimensions of customer relationship management, the three factors of the Triple A supply chain, service quality, and financial and non-financial performance were verified to be statistically significant.

Following the result of hypothesis testing through Smart PLS, three factors of CRM and Triple-A supply chain namely key customer focus, agility and adaptability were proven to have statistically significant impact on service quality, while service quality was found to have a significant effect on financial and non-financial performance. However, CRM organization, technology-based CRM, knowledge management, benefit interaction and alignment were found to have no statistically significant effect on service quality.

However, the other sub-dimensions of a variable should not be ignored its impact on service quality as in SmartPLS, even the lightest weighted path does contribute to the indicator. Hence, further analysis was done to investigate if all the sub-dimensions of both CRM and Triple-A supply chain were represented as two single variables, were having statistically significant relationship with service quality. For example, the mean value of the sub-dimensions of CRM was first calculated to consider the sub-dimensions of CRM had been grouped together and represented as one single variable. The mean value was then used to run construct validity and reliability tests again. The same applied to Triple-A supply chain with all its sub-dimensions. Consequently, both variables were proven to be positively affecting service quality, at significance .001. Incrementally, the NFI value was also seeing an increase from 0.781 to 0.840. Hence, even a better model fit could be obtained when all sub-dimensions of the CRM and Triple-A supply chains were considered as two single variables.

Moving to the next stage, the moderating effect of human resource competency on both CRM and Triple-A supply chain was investigated by using SmartPLS program as well. Accordingly, it was found that human resource competency has significant interacting effect with CRM organization and knowledge management of CRM. In another word, if a company could orientate based on CRM and actualize CRM organization by utilizing human resource competency to operate an effective way of acquiring, generalizing and disseminating customers’ information and knowledge, then it has a good prospect on enhancing service quality.
However, human resource competency was proven not to have moderating effect on the relationship between Triple-A supply chain on service quality. Despite that Triple-A supply chain contributes to the improvement of the service quality of forwarders, it is heavily depending on the information sharing, coordination and such elements relevant to partnerships with other business partners in logistics or supply chain such as shipping companies. In short, Triple-A supply chain requires more of the competencies, compatibilities and interrelationships of the business partners in a supply chain or logistics linkages. As an intermediary in the supply chain, the service quality of the forwarders is highly subject to the business partnership of the external network, so it is interpreted that there is a limit to promote the Triple A supply chain for service quality improvement if it is only supported by the capabilities of the employees within the organization.

To wrap up, via analysis of this research, CRM and Triple-A supply chain have been proven to be statistically significant to increase the service quality of freight forwarding companies. Looking further into details, out of the five dimensions of CRM being proposed and hypothesized in this research, particularly key customer focus is especially playing the changemaker role while CRM organization and knowledge management’s positive effect on service quality could be further strengthened by human resource competency. Meanwhile for Triple-A supply chain, agility and adaptability are claimed to play heavier roles over alignment in providing services. Despite being regretful, human resource competency was said to not contribute any moderating effect in bolstering up the positive impact of Triple-A supply chain on service quality.

Empirically, freight forwarding companies should orientate their company goals, resources allocation, operational and managerial processes as such, towards customer-centered in future. Particularly, employees should be nurtured so that they can have expertise in accordance with customer needs and characteristics as well as specialty in such a way where knowledge management could be leveraged for the optimum outcome of marketing and sales. In addition, freight forwarding companies must not only be able to respond quickly to rapid changes in supply and demand, but also strive to adapt to market changes in order to keep obsolescence at bay. All in all, in order to improve agility and adaptability of services, it will be necessary to predict market changes through immediate data collection and sharing, so that freight forwarder can respond quickly and preemptively react to changes.

In a nutshell, freight forwarding companies should put into practice especially those sub-dimensions of CRM and Triple-A supply chain that had been accentuated in this study to improve the service quality of freight forwarding industry and ultimately, enhance both the financial and non-financial performance of an organization. Speaking of management, it is also deemed necessary to empower and strengthen the capacity of human resources.
